Deflection is not always success.
A customer who gave up is counted as a deflection by most help centres. That is a metric optimised against the customer, and it hides the failures that matter most.
Resolved and abandoned are different
Reading an article and leaving satisfied is success. Searching three times and closing the tab is not, and they must not appear in the same number.
Repeat contact is the real test
If a customer used the help centre and then wrote in anyway, self-service failed for that question. That pairing is measured directly.
